Jamannya
saya masih di The Grand Beach dan The Royal Surabaya, customer service atau
telepon operator memiliki divisi sendiri yang dinamakan guest service
centre.
Sesuai
dengan namanya, tugasnya tak lain dan tak bukan adalah menerima telepon dari
dalam dan luar hotel. Dulunya saya mengira kerjaan mereka enak, duduk manis di
ruangan khusus yang dikelilingi kaca dan bebas polusi suara. Kalau ada telepon
dari luar, salah tiga yang paling sering paling-paling telepon dari supplier
yang minta disambungkan ke bagian purchasing (pembayaran) atau receiving
(penerimaan), atau telepon dari bank yang minta disambungkan ke Human
Resources Departement untuk konfirmasi data karyawan karena ada staff yang apply
kartu kredit, atau telepon dari travel agent yang minta disambungkan ke
bagian reservasi. Jadi tinggal mentransfer masing-masing panggilan langsung ke extension
yang dituju dan beres. Khusus bagian reservasi yang jam operasionalnya hanya
sampai jam 7 malam, tugas menangani reservasi di luar jam reservasi biasanya
barulah beralih ke guest service centre.
Kemudahan
yang saya bayangkan sebelumnya sirna sudah ketika saya benar-benar terjun ke
guest service centre di The Royal Surabaya tiga tahun silam. Sebagai guest
service officer, kami dibekali ‘peralatan perang’ yang cukup rumit. Selain komputer
yang digunakan untuk menjalankan hotel system, kami juga harus ‘ngeh’ dengan guest
service system yang terhubung dengan mesin PABX (Private
Automatic Branch X-change) dan pesawat telepon yang tersambung dengan
headset yang tombolnya jauh lebih banyak dari tombol keyboard laptop saya.
Mesin PABX ini nanti fungsinya adalah menghubungkan pesawat telepon dengan
hotel system sehingga masing-masing extension di kamar tamu yang menelepon ke
pesawat telepon internal akan terlihat nama tamu yang sedang menginap, sesuai
dengan nama yang ada di hotel system, sehingga guest service officer
dengan mudah akan menyebut nama tamu hanya dengan melihat layar telepon tanpa
harus membuka hotel system. Selain peralatan tersebut, rupanya masih ada line
telepon yang khusus untuk emergency call, serta satu lagi line telepon
yang tersambung dengan alat perekam yang digunakan jika ada bom threat
(ancaman bom). Terakhir, ada handy talky yang digunakan untuk mengontak
housekeeping jika ada tamu yang minta dimake up kamarnya atau sekedar
menghubungi bellboy jika ada tamu yang minta luggage assistant.
Di
Guest service department, rupanya telepon dari tamu yang meminta request seperti
make up kamar, luggage assistant atau complain karena ada lampu di dalam kamar
yang mati, air mampet, AC panas, dan sebagainya harus diinput ke dalam guest
service system yang fungsinya untuk mencatat jam berapa ada request dan berapa
lama waktu yang dibutuhkan sampai request tamu terpenuhi. Bagus memang untuk
mengingatkan jika ada request yang belum dipenuhi atau ada complain yang
masalahnya belum terselesaikan. Seminggu pertama saya bertugas sebagai guest
service officer, saya cukup kewalahan dengan banyaknya telepon yang masuk,
banyak juga yang kompain dan request ini itu. Yang membuat saya kalang kabut
adalah, saya masih belum bisa beradaptasi mensingkronkan jari-jari tangan yang
saya pakai menulis request, mata yang saya pakai untuk melirik layar telepon
dan melihat system, lalu telinga yang saya pakai untuk mendengarkan tamu yang
sedang bicara, mulut yang saya pakai untuk menjawab telepon dari tamu, serta
otak yang saya gunakan untuk menterjemahkan kalimat berbahasa Inggris dan
merangkai kalimat untuk menjawab pertanyaan, serta paksaan untuk membuat keempat
indera itu bekerja secara bersamaan. Duh capeknya…!
Saya
jadi menyadari bahwa posisi yang satu ini benar-benar membutuhkan konsentrasi
yang sangat tinggi dan membutuhkan kemampuan berbicara yang baik. Kalau otak
sedikit saja tidak konsen, bisa membuat semuanya menjadi berantakan. Saya
sendiri lumayan sering mengalaminya. Ketika menerima telepon dari salah seorang
tamu, separuh pikiran saya sedang konsen mengingat-ingat kamar mana yang belum
sempat saya follow up. Akibatnya, begitu telepon ditutup dan layar blank, otak
saya jadi ikutan blank karena sama sekali tidak ingat kamar berapa yang barusan
telepon. Jadilah seharian itu saya jadi tidak tenang, Harap-harap cemas semoga
tamu yang barusan menelepon itu telpon kembali karena permintaannya belum diselesaikan.
Payah!
Setahun
kemudian saat saya mutasi ke bagian ballroom dan menjadi frontliner, tugas
utama saya menjadi dobel; menghandel telepon dan merangkap sebagai receptionist
yang menangani pembayaran sekaligus sebagai penerima tamu dan menangani
reservasi untuk penggunaan ballroom. Untungnya di bagian ini telepon tidak
terlalu sibuk seperti di guest service centre sehingga lama kelamaan saya sudah
sangat terbiasa ngomong di telepon atau mentransfer telepon sambil mengecek
system dan mencatat sesuatu di kertas bahkan sambil membuatkan reservasi atau
di saat yang sama sedang menggesek kartu kredit di mesin EDC dan membuatkan
nota pembayaran. Absurdnya, jari jemari tangan saya yang terlalu terampil
mentransfer telepon ke nomor extension departemen lain ini ternyata ingatannya
jauh lebih bagus daripada memori otak saya. Saya akan langsung pasang muka bego
mengingat-ingat nomor extension housekeeping, misalnya, kalau ada orang yang
tiba-tiba tanya berapa nomor extension housekeeping. Padahal, kalau sedang
menerima telepon dan minta disambungkan ke housekeeping, jari-jari saya akan
secara otomatis menekan angka-angka extension housekeeping tanpa saya perlu
berpikir dan mengingat. Ajaib, bukan?
Hal
lain yang kadang-kadang membuat lucu adalah standart greeting untuk telepon
internal dan external yang seringnya tertukar karena kurang konsen. Untuk
telepon external kami harus menyebutkan nama hotel, sedangkan untuk menjawab
telepon internal kami harus menyebutkan nama departemen. Di hotel tempat saya bekerja
yang baru, saking otomatisnya, mulut saya langsung saja greeting dengan
standart greeting The Royal Surabaya sehingga penelepon balik tanya memastikan
bahwa dia tidak sedang menghubungi nomor yang salah. Oh No! Hingga di rumahpun,
kadang-kadang saya masih suka terbawa suasana kerja. Misalnya tiba-tiba seorang
teman menelepon handphone saya, kadang-kadang saya otomatis menjawab, ”Thank
you for calling The Royal Surabaya. Anna speaking, how may I assist you?”
Teman sayapun langsung menertawai saya tanpa ampun.
Masih
tentang telepon, menyadari saya adalah tipe orang yang mudah panik, ada saja
teman yang iseng ngerjain saya. Ceritanya saya perlu menghubungi nomor telepon
salah satu rekan receptionist yang schedulenya diganti karena mendadak ada
salah satu dari team kami yang sakit. Telepon pertama, tidak ada jawaban. Saya
pencet tombol redial. Nyambung. Setelah bunyi ‘tuuut’ yang entah ke berapa
kalinya, akhirnya telepon terangkat.
“Selamat
pagi, kantor polisi. Bisa dibantu?” Seorang pria bersuara serak yang menjawab.
Saya
kontan jadi syok. Kantor polisi? Sejenak saya bengong, berpandang-pandangan
dengan layar telepon dan menyadari sesuatu: saya dikerjai!
Tahu
kalau saya kaget dan terkejut, yang diseberang malah tertawa terbahak-bahak sampai
batuk-batuk. Sialan!
